LEVEL 3
CUSTOMER SERVICE SPECIALIST  (v1.3)

The Customer Service Specialist Apprenticeship Assessment  Explained

Customer service specialists provide expert customer support across sectors and organisation types. They work in environments such as contact centres, retail, service businesses and online customer support.

The core purpose of a customer service specialist is to resolve complex or technical customer requests, queries and complaints. They act as a referral or escalation point for challenging situations, using detailed knowledge of their organisation’s products and services to help customers and support colleagues.

In practice, customer service specialists investigate problems, explain options clearly and work towards outcomes that meet both customer and business needs. They use questioning, listening and negotiation skills to manage expectations and maintain positive relationships, including when a customer’s preferred outcome cannot be delivered.

Their responsibilities extend beyond individual customer interactions. They gather and analyse feedback, evaluate the customer journey and recommend improvements to services, policies and processes. They also share their expertise with colleagues, supporting consistent service and the development of others.

Timeline

The apprenticeship typically includes an 15-month training period. This is followed by the assessment period, which must be completed within three months.

For additional information about this apprenticeship assessment, read the Level 3 Customer Service Specialist Apprenticeship Assessment Plan.

Assessment methods

01

Practical observation with questions and answers

An independent assessor observes the apprentice carrying out their usual customer service activities in the workplace.

The observation takes place in one session lasting 60 minutes, with a tolerance of ±10%. It includes questions to clarify how the apprentice applies their knowledge, skills and behaviours. Questioning must take up no more than 15% of the total observation time.

The apprentice must receive at least two weeks’ notice of the observation.

02

Work-based project supported by an interview

Component 1: Work-based project and written report

The apprentice completes a work-based project after Gateway, over a two-month period.

The project addresses a significant customer service challenge, such as a complaint or difficult situation. The report explains the apprentice’s responsibilities, actions, solutions, recommendations and results, including relevant customer feedback.

The written report must be 2,500 words, with a tolerance of ±10%, excluding annexes. The project subject must be agreed with the assessment organisation, with input from the employer.

The report must be submitted two weeks before the interview.

Component 2: Interview

An interview with an independent assessor lasting 60 minutes, with a tolerance of ±10%.

The interview focuses on the written project and its supporting evidence. The apprentice answers 10 competency-based questions, explaining their approach and demonstrating the knowledge, skills and behaviours assessed through this method.

03

Professional discussion supported by portfolio evidence

A professional discussion with an independent assessor lasting 60 minutes, with a tolerance of ±10%.

The discussion is supported by 10–15 pieces of evidence selected from the apprentice’s on-programme portfolio. These may include customer feedback, witness statements and manager feedback.

The selected evidence must be submitted two weeks before the professional discussion. The portfolio supports the discussion and is not directly assessed.

Gateway

What is Gateway?

Gateway marks the transition from learning to assessment. It’s the point where the employer and training provider confirm the apprentice has developed the required knowledge, skills and behaviours (KSBs) and is ready for final assessment.

To be eligible for assessment, apprentices must have:

  • Developed all the knowledge, skills and behaviours required by the standard, with their employer confirming they are ready for assessment.

  • Met the English and maths requirements that apply to them under the apprenticeship funding rules.

  • Developed a portfolio of work demonstrating their readiness for assessment, reviewed by their employer in conjunction with their training provider.

  • Received formal employer sign-off to proceed to end-point assessment, following consultation with their training provider.
